Requirements
- Have 2+ years of experience in a high-call-volume role, such as a call center, medical front office, patient access, or intake/admissions.
- Have healthcare experience.
- Be bilingual in English and Spanish.
- Demonstrate de-escalation skills with distressed or grieving callers and judgment about what to escalate.
- Be able to recognize clinical trigger words after training; no license is required.
- Be able to multitask across phone calls, documentation, and multiple systems.
- Be comfortable with Google Workspace, Salesforce, telephony, and EHR systems.
- Have cultural competency and working knowledge of HIPAA.
- Be willing and able to work Monday-Friday, 8:30-5pm EST, with occasional evenings and weekends.
- An associate degree or medical/business office training is highly preferred.
- Experience in palliative care, home health, hospice, discharge planning, or safety-net hospital settings is highly preferred.
- Clinical fluency from training or experience alongside social workers, RNs, MAs, chaplains, or scribes is a plus.
Responsibilities
- Serve as the primary contact for inbound calls and meet call answer rate and service-level targets.
- Assess caller needs and route or warm-transfer callers to the appropriate department.
- Identify clinical trigger words and escalate to triage according to protocol.
- De-escalate distressed callers and involve a supervisor or clinician when appropriate.
- Own direct referrals from providers, hospitals, facilities, and community partners through intake and preparation; MIF list referrals are out of scope.
- Complete pre-admission assessments, provide scheduling support, and document direct referrals before handing them to EMA for direct outreach.
- Document call and intake details in real time and maintain databases, logs, census sheets, and contact lists.
- Manage voicemails, callback queues, and after-hours messages within established timeframes.
- Follow scripts and quality standards, meet call handling and referral preparation targets, and participate in coaching, team meetings, and huddles.
- Maintain HIPAA compliance.
